Travel website visits marred by frustration

SINGAPORE, 23 August 2023: Digital leaders in the travel and hospitality industry are still falling short when understanding what frustrates consumers online, according to new findings from Contentsquare, a leader in digital experience analytics.

Contentsquare’s latest research shows over one in three (41%) website sessions are marred by frustration, usually when some obstacle is thrown across the site visitors’ path.

Based on an analysis of 20.6 billion page views and 3.8 billion sessions taking place across 106 sites, the 2023 Travel and Hospitality Digital Experience Benchmark report sheds light on the trends shaping the digital customer experience in four sectors – car and transportation, entertainment and restaurants, hotels and resorts, and travel agencies and services.

Contentsquare senior vice president, Asia Pacific & Japan Albert Nel commented: “The tech-savvy traveller in the Asia Pacific is a new, still-evolving breed. The customer experience can make a big difference to a T&H organisation’s bottom line, particularly in the current economic climate. While brands have steadily improved their digital experiences over the years, our data tells us that frustration remains an all-too-common emotion website users feel.”

Contentsquare takeaways

Over 1 in 3 (41%) sessions are marred by frustration
Frustration is a critical conversion killer, which often flares up when an obstacle is thrown across the site visitors’ path, whether a technical bug or sub-par site design. Like all consumers, the ‘unknown traveller’ entertains increasingly high expectations around digital experiences, expecting and demanding smooth, seamless multi-channel experiences that make things easy for them. Unfortunately, many ‘unknown travellers’ found themselves frustrated when visiting travel and hospitality sites last year, with frustration factors impacting 41% of all sessions.

Traffic was up—but conversion rates dropped
2022 was widely touted to be the year of “revenge” travel when consumers would travel more to make up for lost time in the pandemic. But while overall traffic to travel and hospitality sites shot up by +77.18% year-over-year, conversion rates fell -1.4% overall. One factor that may underlie the drop in website conversion rates may be a drop in site user engagement. Metrics measuring session consumption (including session depth, time spent per session and scroll rate) decreased last year. This points to a growing ‘consumption crisis’ accompanying the emergence of ‘grazing’ behaviour. Grazing describes online behaviour whereby consumers visit sites more frequently but are more inclined to view fewer pages and scroll less down the page. The ‘unknown traveller’ needs to be engaged as quickly as possible. The need to engage fast is further underlined by the rise in bounce rates across all travel and hospitality sectors last year.

Fast sites secured more engagement
As the region with the highest number of Internet users worldwide, consumers in APAC expect fast load times as a bare minimum component of an experience. Contentsquare data identified slow page loads as the leading frustration factor. These impacted 21.1% (over one in five) of travel and hospitality sessions. Sites that took over one second to load had a 7.4% higher bounce rate than those that loaded in sub-second times.

Mobile and free traffic dominate, but desktop and paid traffic convert better
In 2022, mobile accounted for 64.4% of traffic to travel and hospitality sites. Traffic was also overwhelmingly organic, with three in four visits originating from unpaid sources. However, despite the dominance of unpaid and mobile traffic, paid and desktop traffic remains important for travel and hospitality businesses. Paid traffic is essential for acquiring new customers, with new visitors making up 69.7% of paid traffic in 2022. It is also important in driving more conversions, as evident in all but one T&H sector. The exception was travel agencies and services-customers are typically loyal to agencies and repeatedly book with them.

While many consumers enjoy browsing on their mobile devices, when making big-ticket purchases, they’re likely to want a bigger screen to see exactly what they’re doing and an actual keyboard to rapidly and accurately input information.

Nel added: “T&H brands need to leverage data to understand better the unique needs of the APAC traveller, many of whom are digital natives. Organisations who strategically respond to these insights will be able to maximise efficiency, deliver the digital experiences that consumers increasingly expect and emerge winners in the sector’s revival.”

In July, flight movements and cargo throughput saw month-on-month increases of 7.4% and 1.7%, respectively, to 24,030 movements and 361,000 tonnes.

Compared with the same month in 2022, passenger volume increased eight-fold while flight movements doubled. All passenger segments grew significantly compared to July 2022 as passenger traffic steadily recovered. Mainland China and Japan recorded the most substantial increases in traffic to and from Southeast Asia.

Cargo throughput experienced a year-on-year increase of 3.8% in July. Exports contributed the most to the overall increase in cargo volume in July, rising by 12.6% compared to last year. Traffic to and from key trading regions in North America, the Middle East and Europe rose considerably during the month.

Over the first seven months of 2023, HKIA handled 20.4 million passengers, increasing more than 15 times from the low base recorded during the same period in 2022. The airport handled 142,840 flight movements, representing 94% year-on-year growth. Cargo volume declined by 4.2% year on year to 2.4 million tonnes.

On a 12-month rolling basis, passenger volume at HKIA increased 10 times year-on-year to 24.8 million, while flight movements rose by 44.6% to 207,925. Cargo throughput saw a decrease of 14% to 4.1 million tonnes.

Meanwhile, HKIA announced it recently achieved Level 3 accreditation, the highest rank attainable under the Accessibility Enhancement Accreditation Programme organised by Airports Council International (ACI). The Level 3 accreditation indicates the airport and its partners’ commitment to improving accessibility by applying innovation and technology, digital accessibility, universal design principles and establishing an inclusive culture for all types of disabilities.

AAHK executive director of airport operations Steven Yiu said: “We are pleased to receive this accreditation from ACI, which recognises our tireless efforts to enhance HKIA’s facilities and ensure that they cater to every airport user’s need. We will continue to upgrade the facilities to create an accessible, safe and inclusive airport experience for all passengers worldwide.”

Sarawak Tourism Board wins two awards

KUALA LUMPUR, 22 August 2023: Sarawak Tourism Board (STB) won two prestigious awards at the BrandLaureate BestBrands Awards for 2022-2023, held in Kuala Lumpur last week.

Organised by The World Brands Foundation (TWBF), the BrandLaureate BestBrands Awards recognise pioneering brands that demonstrated exceptional strategies and brand positioning.

STB received two exceptional recognitions under the “Nation’s Pride Award” in the Tourism Promotion Excellence and “CEO of the Year – Tourism” to Puan Sharzede Datu Hj Salleh Askor. Both honours underscore STB’s commitment and various initiatives in positioning Sarawak as a global tourism icon and a leading ecotourism destination in Southeast Asia, with responsible tourism being its core approach through  STB’s marketing campaign “Sarawak, More to Discover.”

Minister for Tourism, Creative Industry and Performing Arts (MTCP) Sarawak YB Dato Sri Abdul Karim Rahman Hamzah commended STB’s achievements and commitment in showcasing Sarawak’s pristine natural beauty, vibrant cultural heritage, exhilarating adventure tourism offerings, and unswerving dedication to sustainable tourism practices.

Under the Nation’s Pride Award for Tourism Promotion Excellence, Sarawak Tourism Board was recognised for brand performance; brand strategy; brand innovation; brand communication and brand cultures.

“The ‘Nation’s Pride Award’ and ‘Brandleadership Award’ for Sharzede serve as a testament to STB’s relentless dedication to showcasing Sarawak’s treasures and advocating for responsible tourism practices. Their tireless efforts have elevated Sarawak on the global tourism stage and enriched our communities’ lives,” he said.

Under the guidance of MTCP, STB has achieved many notable achievements in 2023, a stellar one being conferred affiliate membership to United Nations World Tourism Organisation (UNWTO), enabling STB to join UNWTO’s ongoing efforts to bring together the actors of the ‘ecosystem’ of Responsible Tourism under its priority of sustainability in tourism.

Another notable achievement is the triumphant return of the renowned Rainforest World Music Festival (RWMF) in 2023 which reflects the state’s strong commitment to responsible tourism. Not only is the festival now an iconic event that celebrates Sarawak’s cultural heritage, but the RWMF also serves as a platform for diverse artists from across the globe to harmoniously unite through the universal language of music and arts while embracing the principles of responsible tourism.

In addition to these accomplishments, STB achieved remarkable success in visitor arrivals for 2023. As of July, arrivals reached an impressive 2,269,855, including over 1 million foreign visitors. The year’s target of welcoming 3 million visitors is well within reach, showcasing the effectiveness of STB’s initiatives and strategies in promoting Sarawak as a compelling and responsible tourism destination.

Amid the challenges posed by the pandemic, STB demonstrated remarkable resilience by implementing a comprehensive strategy known as the “3R Strategy” – Phase 1: Rebuilding and Relief, Phase 2: Recovery Collaboration, and Phase 3: Redialing. They played a pivotal role in navigating the uncertainties of the pandemic while safeguarding the well-being of Sarawak’s communities and visitors alike.

Sharzede Datu Hj Salleh Askor receives the Brandleadership Award for CEO of the Year for her strong stewardship in positioning Sarawak as a tourism destination that advocates Responsible Tourism at the forefront of all tourism practices. Her transformative leadership led to remarkable surges in visitor numbers and positioned Sarawak as a must-visit destination for travellers seeking authentic cultural experiences while fostering balanced growth that respected local communities through her emphasis on community-based tourism products as part of her visionary path to chart Sarawak’s course toward becoming Asia’s premier ecotourism destination by 2030.

Reflecting on the two accolades, Sharzede commented: “These awards reflect the strong guidance by the Sarawak Government and vision under our Post Covid Development Strategy and Tourism Masterplan. This was crucial in meeting all our objectives. I extend my heartfelt gratitude to all those who have directly and indirectly supported us. A profound thanks to my exceptional team at STB for their tireless hard work and dedication.”

LADA gains feedback from tourism community

LANGKAWI, 22 August 2023: High airfares on routes to Langkawi Island and the need for more promotions focusing on the destination’s new attractions and tour content topped the agenda at LADA’s latest feedback session with the island’s tourism industry held last week.

Langkawi Development Authority (LADA) hosts an ongoing series of Tourism Industry Players’ Meeting Sessions to discuss current issues in Langkawi Island and gain valuable feedback from the island’s tourism industry. The sessions are a platform for industry players to pitch their opinions or suggestions to strengthen the island’s appeal to tourists worldwide, LADA reported at the close of the 16 August session.

Langkawi District Office and tourism content suppliers attended the event. They included MAHA Tower, Koperasi Kilim, Underwater World Langkawi, Morac, Splash Out, Crocodile Adventure Land, Dream Forest, Kota Mahsuri, Langkawi Marine Park and Langkawi Adventure & Xtreme Park.

The session was also attended by representatives from MATTA Kedah/Perlis Chapter and subsidiaries of LADA, Panorama Langkawi and Langsura Geopark.

LADA hosts an annual series of feedback sessions to identify problems facing tourism industry players in Langkawi Island and has scheduled a follow-up session for later in September.

Free seats on AirAsia?

KUALA LUMPUR, 21 August 2023: AirAia’a latest “Free Seats” promotion is not really free, but it’s not far off, at least for the airline’s domestic flights in Malaysia.

The cheapest deals are on domestic flights in Malaysia, with the airline quoting all-in fares one-way starting at MYR25. The base fare is free, but an assortment of add-on fees, including airport, drive the price up from rock-bottom free to bargain description.

The latest offers on international routes discount the fares on flights to ASEAN member countries and beyond to a starting line of MYR74 all-in, including airport tax, MAVCOM fee, fuel surcharge and other applicable fees.

If you are fast enough to grab the deal, the free seat refers to the base fare, not the bottom-line price after taxes, fees and other booking additions.

“Free Seats” fares can be found on flights from Kuala Lumpur to Bangkok, Jakarta, Bali, Phnom Penh, Cambodia, Ho Chi Minh City, Phu Quoc,  Seoul, Tokyo and Beijing. Other routes are flagged as hotspot trending destinations, such as Medan in Indonesia, Kunming, China, Cebu, Philippines and Nha Trang in Vietnam.

The promotion closes at midnight on 27 August for travel booked between 19 February 2024 and 15 December 2024 (flight code D7, XJ) and up to 19 January 2025 (for flight codes: AK, FD, Z2, QZ).
